People remember consistency, not cleverness

When we asked customers to describe a brand they trusted, nobody mentioned a wordmark. They described things being where they expected them, emails that sounded like the same company that made the packaging, and a website that did not feel like a different business from the shop.

Tone carries more weight than colour

Colour is the thing clients argue about most and the thing customers mention least. What they do notice is being spoken to like an adult. Several people described abandoning a purchase because the writing felt pushy, which is a branding decision even though it never appears in a style guide.

The brands people described as trustworthy were rarely the ones with the most distinctive visual identity. They were the ones that behaved the same way twice.

Small failures do disproportionate damage

A broken link, a form that loses your details, a delivery email that arrives after the parcel. None of these are design problems in the narrow sense, but customers filed all of them under the brand. Identity work that stops at the visual layer misses most of what people actually experience.
